Choosing channels: phone, chat, social — and the WhatsApp question

Channel choice should begin with customer behavior, not a checklist of logos. A channel earns its place when it removes friction in a moment that matters. The operating question is not “How many channels can we launch?” but “Where do customers already ask for help, and what must happen next?”

Phone is for urgency and nuance

A caller often wants an immediate answer or needs to explain a situation that does not fit a form. Voice can answer approved routine questions, collect a request, or hand over according to the entry’s autonomy class and the configured working hours. It also demands a real listening test in every enabled language before launch.

Web chat belongs where people browse

The chat widget is added with one script tag. It meets visitors while they compare information on your site, without forcing a phone call. The same approved Q&A entries, documents, expiring facts, and handover rules apply. If a source does not cover the question, the conversation records that outcome instead of manufacturing an answer.

Social serves the audience already there

Facebook Messenger and Instagram DM are useful when guests already follow or contact the business on those networks. The messages enter the same conversation workflow, so supervisors can review outcomes and knowledge gaps alongside phone and web chat.

One knowledge base, not four copies

The central benefit is maintenance. A non-technical teammate updates an approved entry once, and the enabled channels use that current knowledge. Channel-specific behavior still belongs in configuration: language, working hours, handover destination, and whether a question may be answered, ticketed, or transferred.

WhatsApp is not covered today

Say this early if WhatsApp is your main customer-service channel. SayTrue currently covers phone, the web chat widget, Facebook Messenger, and Instagram DM. WhatsApp is outside that set. That fact changes the honest recommendation: a demo should evaluate the channels you can deploy now, not suggest that an uncovered channel is already available.

Email has a narrower role

Email intake exists for forwarded sales inquiries. It can classify the incoming request, research the buyer, and prepare advice for configured recipients. It is not presented as another general live-conversation channel.

Start with the smallest channel set that matches real demand. Test each path, inspect the source and handover records, then expand only when the team can maintain the shared knowledge and review the resulting queues.
